It does not yet organise the solution.

You notice the difference most with enquiries that cannot be answered using standard copy. An unexpected delivery date, missing document or change to an ongoing process requires communication and execution to work together. Without that connection, a case gets passed from team to team while the customer keeps repeating the same story.

Start with the outcome, not the channel

Email, forms, phone notes and WhatsApp are ways an enquiry arrives. They do not yet say which outcome the customer needs. “Can my order arrive on Friday?” could be an information request, a change request or an urgent planning exception.

A good intake therefore records more than the channel and subject. It turns the message into a concrete aim:

the customer wants to know which date currently applies;

the customer asks to change a date;

the customer reports that an agreed commitment is not being met;

the customer wants to know the consequences of a change.

Those aims may look similar but require different information and permissions. Distinguishing them early lets the case follow the right route immediately.

The seven components of a complete service case

Customer and process object: the correct person or organisation plus the order, case file, application or project.

Customer enquiry: the original message and a short, verifiable summary of its intent.

Current facts: only the data needed for this decision, with an identifiable source and freshness.

Exception: the difference between the normal process, expectations and the actual situation.

Next action: one concrete verb, such as check, complete, approve or refund.

Owner: a person or team responsible for the next step.

Customer update: what the customer hears now and when another message is needed.

Yindle Desk is designed around this connection. The case remains connected to operations and shows the context an agent needs to assess the situation and act.

A status is not a next action

Many service teams use statuses such as “new”, “in progress” and “waiting”. These help with sorting, but say too little about the work. Two cases marked “in progress” may have completely different bottlenecks.

Vague entry

Actionable wording

Waiting for logistics

Logistics checks before tomorrow whether the route can still be changed

In progress

The back-office team compares the payment status with the accounting entry

Inform the customer

Lisa sends the confirmed delivery date once planning has responded

Technical problem

Integration administration reprocesses the failed order transfer after correcting the mapping

A next action contains at least a task and an owner. Add a deadline or condition if the case might otherwise stall.

From arrival to closure in six steps

1. Link the correct identity

Use reliable identifiers to connect the enquiry to a customer and process object. An order number alone may be insufficient; also check that the sender belongs with the order when personal information or a change is requested.

2. Establish the intent

Distinguish information requests, other requests, complaints and possible emergencies. Automated classification can help, but the original text must remain visible so an agent can check the interpretation.

3. Gather relevant context

Avoid displaying the entire customer file. Define which facts are needed for each category. A delivery-date question needs different data from a warranty claim. Also read how to place relevant order context alongside a customer enquiry.

4. Flag contradictions

Do not simply show one combined status when sources disagree. Make clear which source says what and when the data was updated. The contradiction is precisely why human attention is needed.

5. Assign an action and owner

Use working agreements that agents understand. A technical error might first go to integration administration, while the service case stays with customer service until the customer has been informed. Ownership of recovery and ownership of communication do not have to be the same role.

6. Close only after checking the result

A case is not finished because a task has been passed on. Check whether the action was completed, relevant systems show the same current state and the customer received an appropriate update.

Use a context card for each category

Create a compact context card for each important service workflow. For “change delivery date”, it could look like this:

Identification: customer, order and delivery address;

Facts: current date, delivery method and planning status;

Blockers: route finalised, order dispatched or new zone without capacity;

Authority: who may approve the change;

Action: change the date in the authoritative source and update relevant systems;

Response: confirmation of the new date or a clear explanation of why a change is no longer possible.

When data comes from several systems, Yindle Connect can validate and bring it together. The context card then determines which subset Desk shows to the agent.

Avoid these five design mistakes

Showing everything: more fields may look complete, but hide the real problem.

Automatically combining data: an attractive overall status conceals conflicting sources.

No owner: a team name without concrete responsibility makes passing the case on easy.

Separating the response from the action: the customer receives a promise while execution is recorded nowhere.

Closing too early: the internal task has been created, but the result has not yet been checked.

Measure whether cases are actually handled better

Look beyond the number of closed cases. Combine operational and qualitative signals:

how often an agent looks for information outside the case;

how often a case is reopened;

how often the owner changes during handling;

which missing data causes delays;

whether the response matches the action performed;

which categories regularly require individual human attention.

These signals show whether the problem lies in knowledge, data, permissions or process design. They prevent every delay from being incorrectly attributed to “a busy inbox”.

Make the next step visible

A good service case helps an agent understand what happened and makes clear which checked step will move the process forward and who is accountable for it. The customer then does not need to know which internal system or team sits behind the solution.

Want to turn one common customer enquiry into a workable case structure? Map the service workflow with Yindle, including context, exceptions, ownership and customer updates.

Explore Yindle Desk

Discuss your service case

An “open” status does not organise a solution.
